Design Principles for Usable KBs

Organize by customer intent, not internal structure

Agents search by what the customer said: "refund," "cancel," "late delivery." Structure your KB around those phrases, not around "Billing Department — Level 3 Procedures."

Answer in the first 30 words

Put the resolution at the top. Add nuance and edge cases below. Agents read the top under pressure and the rest during training.

Chunk aggressively

One question per article. A 2,000-word document should be 15 short articles. Search engines — human and AI — prefer chunked content.

Add real customer language

Include the phrases customers actually use. "Where is my package" gets a hit even if the article title is "Delivery Tracking Guide."

Show, don't just tell

Screenshots, 30-second videos, and quick gifs reduce lookup time by 40%+ compared to text alone.

Instrument it

Track which articles are opened most, which are abandoned quickly, and which are searched for but never found. Those last ones are your most urgent gaps.

Maintaining It

Assign an owner to every article. Set a review cadence — quarterly for stable content, monthly for anything tied to product changes. Delete mercilessly. A 500-article KB with 200 dead articles is worse than a 300-article KB that is all current.
