10 KPIs Every Contact Center Manager Should Track Daily
Contact Center
Analytics
Contact centers generate enormous amounts of data. The temptation is to track everything. The discipline is tracking the ten numbers that actually tell you whether today is going well — and giving your team the tools to see them in real time.
The Daily Ten
- Service Level (%): Percentage of calls answered within your target (usually 20 or 30 seconds). The single most watched metric in the industry.
- Average Speed of Answer (ASA): How long customers wait before reaching an agent.
- Abandonment Rate: Percentage of callers who hang up before connecting. Above 5% is a red flag.
- Average Handle Time (AHT): Track movement, not absolutes — sudden spikes signal training gaps.
- First Contact Resolution (FCR): Solved on first attempt. Higher FCR is your cheapest CX win.
- Occupancy Rate: Percentage of time agents are handling work. Above 90% leads to burnout.
- Agent Utilization: Distinguish from occupancy — utilization includes after-call work and training.
- Queue Depth: Live count of waiting customers. Watch the trend, not the number.
- CSAT (rolling): Yesterday's average, so you catch shifts early.
- Repeat Contact Rate: Customers who called about the same thing twice. Silent FCR killer.
Where Teams Go Wrong
The most common mistake is treating these numbers as individual agent scorecards. Most are team and process metrics. Use them to spot system issues — understaffed shifts, broken IVR options, poor knowledge base articles — not to single out agents.
Real-Time vs End-of-Day
Service level, abandonment, and queue depth must be live. The rest can be reviewed in a morning standup. Call Suite CX surfaces all ten on a single wallboard so supervisors see problems while they can still be fixed — not in tomorrow's report.
